  • The Root-Cause Discovery: Agents were expected to flip through a physical, 500+ page paper binder to find protocol answers while actively on the phone with patients and interpreters. The issue wasn't agent capability; it was cognitive overload caused by an outdated knowledge system.

The Execution: Problem-Solving Beyond the Classroom

Recognizing that a new slide deck wouldn't fix an operational workflow issue, the solution expanded beyond traditional L&D boundaries:

1.     Cross-Functional Innovation: Partnered with internal technical talent during an organizational hackathon to build an intuitive, searchable digital knowledge hub to replace the paper manual.

2.     Executive Sponsorship: Placed in the hackathon competition and pitched the solution directly to the Call Center VP, securing immediate approval for full operational integration.

3.     Workflow-Integrated Training: Redesigned the new-hire program around the new digital hub, shifting instruction from passive memorization to scenario-based digital navigation.
